A return that never arrives is a different problem from a lost outbound order. The customer says they did their part, you have no product, and no one is clearly responsible. These are the questions merchants ask most, with a practical answer to each.

Should I refund before the item arrives?

It depends on the order value and the label type. For low-value items, many merchants refund when the carrier scans the return as accepted, because the cost of a dispute is higher than the product. For high-value items, wait for a delivery scan at your dock, then refund quickly.

Write the rule down. A merchant forum thread on this exact question shows operators split between refunding on receipt and refunding when the carrier shows the package moving, which is why a stated policy matters more than a perfect one.

Who is responsible when the carrier loses a return?

If you provided the label and the customer followed your instructions, the customer has done their part. Most customers and card networks will expect you to resolve it, so treat the loss as yours and recover what you can from the carrier afterward.

If the customer used their own label, your policy decides. State it at the point where they start the return.

How long should I wait before treating a return as lost?

Pick a number of days with no tracking movement and apply it to every order. Many merchants use a window of about a week after the last scan, then escalate. Your own carrier data will tell you the right number, so look at how long returns usually take to arrive.

What if tracking shows delivered but I never received it?

Check the delivery location first. Returns often go to a warehouse, a 3PL or a different suite than your main office. A delivered scan to the right address and no receipt is an internal receiving problem, so search the dock before you blame the carrier.

Can I file with the carrier?

Sometimes. Merchants on Shopify forums report that carriers can refuse to process reimbursement requests on labels bought through certain platforms, and that scanned packages cannot be voided. Read the terms for your label source before you count on a recovery.

What if the customer never actually shipped it?

Return fraud exists, and an empty or missing return is part of it. If there is no carrier scan at all after your stated window, ask the customer for the drop-off receipt. A real return usually leaves a receipt or a scan record.

Is it better to skip the return entirely?

For low-value items, yes. If return shipping and processing cost more than the item, a keep-the-item outcome saves money and ends the dispute. The threshold is the order value at which return cost exceeds the product cost, and it is different for every store.

How do I stop this from happening again?

  • Use prepaid labels with tracking for every return.
  • Give customers a return status page, so they can see the scan history without emailing you.
  • Alert your team when a return has no scan after a set number of days.
  • Keep a note on every return that includes the label type, drop-off method and last scan date.

What should I tell the customer?

Be specific and quick. "We see no movement on your return since Tuesday. We are refunding you now, and you do not need to do anything" resolves most cases in one message.

See ShipAid Smart Returns for discounted return labels, no monthly software fee, merchant-controlled fees and keep-the-item outcomes, so a lost return becomes a rule your team applies instead of a case you debate.
